The fact that no matter how awesome a company’s HR practitioners are… they are still trying to find talent when it is truly lacking in a natural state. As a companion piece to this book, would be solid advice on how, when, where and why to invest more in training… especially pre-hire training and training geared towards internal advancement.

No matter how great an HR team is, they still have to get the right people in the door to apply and that seems to be the issue… because even in country of 90 million there is just not enough Filipinos with the skill sets and/or aptitude for a BPO career right now. Conversational English > That Elusive Skill Stopping So Many Call Center Careers From Getting Started

Learning a foreign language is tough for most of us. I took two years of Spanish in high school and didnt try very hard. I got average grades and really didnt pick up a lot. Then I spent six months in Japan, immersed in Japanese culture and picked up it very fast… didn’t learn how to write much, but my conversational Japanese became passable.

Three years into living in the Philippines and my Tagalog is ok, I can follow along most conversations but still struggle with pronunciation because most of my day is spent speaking English.

Conversational expertise in a language is really hard if you don’t have the chance to speak the language everyday. And that brings us to the topic at hand. Conversational English as a requirement for call center employment.

There is such irony in the fact that so many Filipinos want to work in a call center because it means good, stable pay and benefits. But proportionally so few Filipinos really want to push themselves to learn how to master Conversational English. In a land deeply connected to the U.S. and awash in American culture… many Filipinos only speak English when forced too.

When they get into the application process for call center jobs, they fail because even though they understand English and have had years of English language study, they just havent spoken it enough to pass the interview.

So to all those who try and fail, to all those trainees who keep trying and to all the future applicants… the only way to secure that well paying job with good benefits is to practice. Every Conflict Is An Opportunity

There is a truth in the workplace that many of us spend a lot of time and energy trying to overlook. That truth is Conflict and while you can try to avoid conflict for a while, you cannot escape it.

This is especially true if you are in a leadership position in the workplace. Conflict — and, more specifically, conflict resolution — is your job. The more you are able to recognize it, understand it, and ultimately resolve it, the more successful you will be. Being a good communicator is a key way to be successful in managing conflict.

LinkedIn Blogger, Bernard Marr, recently posted, “The first step you can take is to prevent conflicts that are preventable — not all of them are, but by actually seeking out a potential conflict and taking steps to mitigate it, you’ll make your job ultimately much easier. For example, if someone on your team sends out a vague email that could easily be misunderstood, asking for clarification upfront could head off future conflict.”

Marr points out that “as a leader, you also need to be proactive in defining what is and isn’t acceptable and helpful in a given situation.” A great example is when team members in leadership positions send vague emails or do not include all the relevant information. This can quickly lead to confusion and poor performance. Many time the root cause of poor performance, bad decision-making and low morale can stem directly from lack of proactive communication.

Back when I was a teacher, we would often talk about “teachable moments,” and every conflict is a strong teachable moment. When there are two sides, two opposing viewpoints, there is a remarkable opportunity for learning, innovation, and even team building. Getting the two sides to communicate and acknowledge room to grow on both sides is paramount.

According to Marr, “Great leaders don’t shy away from conflict or avoid it, but rather see it as a tool for bringing a team closer together. When there is a desire to resolve a conflict, it can be resolved — every time — and usually to the benefit of both parties.”

True leaders know how to use conflict to bring about positive and necessary change. They recognize that conflict is essential for an organization to evolve. I Love Jumping In The Deep End First, But Wading Can Be Smarter!

I was reading my blogging hero, Seth Godin’s blog this morning and it made me think about what comes next.

After spending close to a year setting up a 60+ person team for a client from scratch, setting up a call center office and launching a new business to manage it, I am now ready to look for my next challenge.

Like Seth talks about in his blog, wading is a far smarter way to get your foundation set then jumping into the unknown. Starting with a six person work from home team and methodically growing it to a 60+ person team with 2/3 work from home and the rest office based, we went from wading, to swimming, to taking daily plunges off the high dive.

So now I need a new pool to play in and based on what I have learned I can wade into it at first, but before too much time passes I will be doing what I love best… jumping in the deep end.

Replicating The Magic

I am looking for an existing call center to partner with.

I have a client who is interested in the possibility of opening up a second site. We currently have a 20 seat customer care team in Ortigas. In 2015, the plan is to open a 2nd site of the same size in a different location to give the client better business continuity options.

The client is an online auction site and its customers are auction houses, bidders and sellers. The auction houses need technical support with the client’s online auction tool and the bidders and sellers would mainly need help with billing and shipping questions.

The requirements would be space for at least 10 workstations (doubled up if need be), but ideally 20. Also a spot for a team supervisor. The team would be pretty close to 24/7. There may be some off hours late in the afternoon/early in the evening Philippines time.

The team would do a combination of inbound e-mail and telephone customer service. The expected volumes are about 50 e-mails and 30 calls a day per analyst at peak times. Normal levels are closer to 30 emails and 15 calls a day.

The phones are internet based so no need for a phone switch. The internet requirements is at least 5 mbps, but ideally it’s closer to 10 mpbs.
The salaries for the current team are 14-18K based on experience and for the supervisor 25-30K.

As part of the set-up, the client would be pretty hands off doing all the training via internet. Once in production a daily check in between the supervisor and the client would be required.

My headset was my weapon once upon a time in my life.

When I was asked to wear a headset for a shoot, so many memories of my life on the phones started to trickle in. I still wear my headset when I listen to calls side by side with an agent BUT wearing it and remembering how I was once a call center agent – it was surreal.

The POINT IS, I wanted to post a pic of me with my headset because when I was a call center agent, I didn’t have an opportunity to post a picture of it with pride. WHY? There was no FB yet. LOL
